The no-frills airline Ryanair, which has been praised for its fares and condemned for its dismissal of complaints, has begun paying bonuses to staff who keep customers satisfied. ...

Ryanair was voted "most disappointing low-cost airline" for the second year running by Telegraph readers. In the year to March, it was the subject of 201 complaints to the AUC - more than any airline except British Airways, which carries almost three times as many passengers.

In the past, Mr O'Leary seemed impervious to such criticism. ... However, a flood of complaints about baggage arriving late at Stansted prompted a change of policy, and in January Caroline Green was appointed to the new position of director of customer services. Ms Green, who for seven years was director of reservations, has set about trying to reinvent Ryanair as a more caring airline.

"I think we are very professional, but we've recognised that we could be a lot friendlier," she said.

Her latest initiative is to pay a bonus of £200 to any member of staff who is commended in writing by a passenger.

"It has to be something pretty special for a member of the public to write in, but if it's a genuine letter then the payment will be made. One stewardess recently received three letters so will get three payments," she said. ...

Ms Green said the board "had to act" after the problems last summer. "Perhaps it's not something that comes naturally to Michael [O'Leary], but he realised it was important and brought me in to do the job." ...

Ms Green claimed there had been a marked improvement. She said that in August the airline received 0.39 complaints per 1,000 passengers, compared with 2.5 per 1,000 in August last year.
